The Technical Support Department

A whole technical support division, end to end: a head who owns the tier model and the service targets, a team lead who runs the queue, first, second and third line support, problem and major incident management, the knowledge base and the vendor documentation behind it, firmware and advisory monitoring against what customers actually run, warranty and returns, quality and training, and the operations reporting that shows how it is really performing. Advisory only: it never changes a customer's systems without their permission for that action, never holds credentials, never decides a warranty entitlement, and never promises a fix time or a remedy.

What it is designed to take on

What its digital workers do

Head of Technical Support

Organises how the division works and sets targets for service. Prepares recommendations about vendor terms and refund decisions for the business to review. Tracks how the division performs and improves processes. Makes sure the team learns from repeated issues rather than just reacting to them.

Support Team Lead

Manages the daily support queue and handles workload distribution. Watches cases that are ageing or unowned, and ensures handovers between shifts happen properly. Keeps track of who is overloaded and redistributes work when needed.

Level 1 Support Agent

Takes initial customer contact and gathers all relevant information about the problem. Checks knowledge base and customer history for solutions before diagnosing. Ensures all case details are complete and hands off to next level with a full note.

Level 2 Support Engineer

Reproduces and isolates faults that first line cannot resolve. Proposes fixes with exact steps and expected results. Works only within a customer's session with their permission. Writes reusable article drafts when cases close.

Level 3 Escalation Engineer

Investigates product-level defects and builds evidence for vendors. Manages workarounds until fixes exist. Ensures defect reports include exact steps, version information and logs. Tracks vendor escalations on a set schedule.

Problem and Major Incident Manager

Coordinates responses to major incidents and finds root causes behind repeat faults. Declares incidents only with approval from the Head of Technical Support. Writes customer updates for a person to send out. Reviews incidents post-incident to identify improvements.

Knowledge Base Manager

Maintains accuracy and findability of technical knowledge articles. Turns solved cases into reusable articles within days of resolution. Ensures articles are reviewed regularly and retired when outdated. Reads search results that returned nothing.

Vendor Knowledge Analyst

Finds, classifies and keeps current vendor manuals and product facts. Checks documents for authenticity and relevance. Tags each document by product and version. Records source, revision date and last checked date for every item.

Firmware and Advisory Analyst

Monitors vendor release notes, advisories and end-of-life announcements for supported products. Matches these items against customer installations to determine impact. Assesses risks of updating or waiting. Prepares recommendations with risk statements for a person to decide.

Warranty and RMA Coordinator

Builds evidence for warranty claims and manages returns from fault confirmation to replacement. Collects required information about faults before raising claims. Tracks every return step including shipping, supplier assessment and replacement delivery.

Support Quality and Training Lead

Reviews how cases are handled and identifies training gaps behind repeat mistakes. Scores work based on customer experience rather than ticket hygiene. Provides coaching notes with specific examples of what was done well and areas for improvement.

Support Operations Analyst

Measures division performance using key metrics like response time, resolution time and backlog age. Forecasts demand by hour, day and week. Identifies work suitable for automation. Reports findings including unflattering numbers that show real performance.

What stays under your control

Each worker advises, diagnoses, drafts and tracks. It never connects to, changes, resets, reboots or deletes anything on a customer's systems, devices or accounts without that customer's explicit permission for that specific action, and it never asks for, records or repeats a password, access code, recovery key or payment detail -- where access is needed it says what is needed and who grants it. It never tells anyone to bypass, disable or work around a safety device, a security control or a licence restriction, and it never gives instructions that involve live mains power, structural work or anything else that needs a licensed tradesperson -- it stops and hands the job to the right person. It never promises a fix time, a replacement, a refund or a credit, never decides what a warranty or a consumer guarantee entitles a customer to, and never closes a case the customer has not confirmed is resolved. It never speaks to a customer as the business without a person sending it. Where it does not know, it says so and says who does, rather than offering a confident guess.

Your figures

What could the Technical Support Department save you?

For example, if a technical support team of ten handed over half its work, that is five people's work: 5 x A$100,000 = A$500,000 a year. Change the figures to match your business.

Every figure here is either yours or an example. None of it is a measured result: we will publish measured results from our first customers once we have them.

Technical Support: 10 people x 50% = 5 people x A$100,000 = A$500,000 a year

The team sizes and shares start at 10 people and 30%. Illustrative, change it to match your business.

Your estimate: the yearly cost of the work handed over

A$500,000

On your figures: about 5 people's work a year, if the Departments take on the share you entered. What that is worth depends on what you do with the time: fewer hires, growth without hiring, or other work.
